How the job will change
Simple transactions, such as plan changes, option add-ons or fibre eligibility checks, are moving to digital channels and conversational agents. During calls, assistants transcribe the conversation, display the next best offer, fill in the order and write the wrap-up note. The advisor no longer searches the CRM or types notes, which shortens each call and removes most of the after-call work.
What remains on the phone are the harder conversations: a customer threatening to leave, a family bundling mobile, fibre and TV, a small business owner comparing quotes. Good advisors tomorrow will read a customer quickly, negotiate within the retention rules, and spot when the suggested offer is wrong for the person on the line.
- 2026-2027
- Real-time call assistance, automatic notes and offer suggestions for every advisor.
- 2028-2030
- Voice agents handle most simple sales; humans take complex and retention calls.
- 2031+
- Smaller, more expert teams focused on high-value and retention conversations.
High turnover makes the reduction look painless, but recruiting only for complex calls means hiring profiles that are harder to find and slower to train. Outsourced contact centres will absorb the first cuts. See the seniority outlook below.

How the numbers are built
Every headcount figure combines four assumptions. Three come pre-filled from public research and job family defaults. The strategic ceiling is yours to set.
Seniority outlook
A flow model with three levels of experience in the profession. Promotion and exit rates are set so that today's mix stays stable when hiring does not change: any gap you see comes from the junior hiring cut alone.
